Que se passe-t-il aujourd'hui au travail ? Les dirigeants disent en choeur qu'ils n'ont "pas le choix". Les managers sont fatigués et coachés pour éviter de "péter les plombs". Les salariés en relation avec les clients ou les usagers, eux, ont le sentiment amer d'être contraints à mal travailler, de ne jamais "être à la hauteur". Marie-Anne Dujarier s'est mise à leur écoute dans deux secteurs d'activité, tous deux producteurs de services de masse : la gériatrie publique et une chaîne de restauration privée. Ces organisations, pourtant si différentes, s'engagent pareillement à produire des services totalement satisfaisants sur un nombre infini de critères contradictoires. Tout écart à cette promesse d'enchantement est sanctionné. L'idéal n'est alors plus un horizon, mais une norme sociale exigible, une prescription de toute-puissance. Elle oblige chacun, sous peine de perdre tout crédit, à simuler la conformité à des objectifs inatteignables et à dissimuler, en même temps, ce qu'il fait vraiment.
